The Influence of Service Quality, Trust, Customer Satisfaction, and Customer Loyalty to Indonesia's Super Apps

In today’s digital world, people are turning to “super apps” that let them do almost everything—pay bills, order food, get rides, or shop—all in one place. These apps have grown incredibly fast, with their global market expected to jump from USD 61 billion in 2022 to over USD 426 billion by 2030. Yet behind this success lies a serious problem: keeping users loyal. Many people try a super app once, only to abandon it soon after, especially in competitive markets like Indonesia. This study explores what truly makes users stay loyal to these platforms. Based on a survey of 442 active Indonesian users—mostly young digital natives—the research used advanced statistical modeling (PLS-SEM) to understand how service quality, trust, empathy, and satisfaction shape loyalty. The results show that when users feel the service is reliable, trustworthy, and meets their needs, they develop stronger satisfaction and loyalty. On the other hand, brand image alone is not enough to keep them engaged. In short, loyalty grows not from flashy marketing, but from real human experiences—trust, empathy, and consistent service. For super apps to thrive in the long run, they must move beyond attracting users to genuinely earning their confidence and connection.
